Atlassian Customer Service Management Review
Atlassian's cloud support app for external customers, with AI agents and Jira escalation.

Atlassian Customer Service Management (CSM) is the external-support app inside Atlassian's Service Collection, alongside Jira Service Management and Assets. You cannot buy it on its own: one Service Collection agent licence covers both JSM and CSM. The pitch is less about the inbox than about what sits behind it, which is a customer problem escalated straight into a developer's Jira inbox with the context attached, and that tells you who it was built for.

What it does
- One conversation across web, chat, email, voice and live support in a Rovo-powered omnichannel workspace (CSM page)
- Intake listed on every plan, Free included: customer portal, email, chat, an embedded widget, Microsoft Teams and Slack (pricing)
- AI agent resolves common requests and escalates the rest; tone, behaviour and actions are set and tested in Agent Studio
- Voice AI answers calls 24/7 and turns each call into a work item with a transcript
- Agent-side AI finds answers and summarises issues; knowledge-gap detection flags missing articles
- Escalation to a dedicated Jira inbox with the customer context intact; ongoing incidents and deployments visible to support
- Embedded knowledge base, drag-and-drop workflows, custom forms and queues; agents see queues, reports and SLA metrics
- Customers are free and unlimited; only agents are licensed
- Custom-branded help center from Standard; audit logs and multi-region data residency from Standard
- Missing: HIPAA compliance, which Atlassian says it is still working toward
- Missing: nothing on the pages we read mentions Shopify, order lookup or order actions, so a DTC team should assume none until shown in a trial
Pricing at a glance
- Sold only as part of Atlassian Service Collection, priced per agent; there is no CSM-only price
- Free: $0 for up to 3 agents, 2GB storage, Atlassian Community support only, no billing
- Standard: $20 per agent per month, billed monthly, at the calculator's default team size of 75 agents. The per-agent rate changes with team size; annual billing for 51 to 100 agents is $19,700 a year
- Premium: $51.42 per agent per month, billed monthly, at the same 75-agent team size; annual billing for 51 to 100 agents is $51,000 a year
- Enterprise: contact sales, billed annually only
- Monthly and annual billing both offered; the page says annual saves "up to 17%"
- Monthly bills your exact agent count; annual bills the user tier closest to your count
- Monthly plans are paid by card or PayPal only; bank transfer and cheque are for annual plans
- 14-day trial of Standard or Premium, extendable to 30 days on request. Going past 3 agents or 2GB on Free starts a Standard trial automatically
- Refunds: monthly plans within the first paid month, annual within 30 days of payment
- Tier gates a support lead will hit: the financially backed 99.9% uptime SLA and 24/7 support with a 1-hour critical response start at Premium; public and private status pages start at Enterprise
- SSO and SCIM come bundled only at Enterprise (Atlassian Guard Standard included). Below that, SAML SSO means paying for Atlassian Guard on top
AI pricing
- Rovo credits included per user per month: 250 on Standard, 700 on Premium, 1,500 on Enterprise. The Free plan lists none
- The Customer Service AI Agent is listed in the pricing page's comparison table as included on the paid plans and billed at $1 per resolution. Ask how a resolution is counted before you budget
- The pricing page separately prices JSM's virtual service agent: included on Premium and Enterprise with 1,000 assisted conversations a month (12,000 a year), then from $0.30 per assisted conversation, billed as monthly usage, with volume discounts
- That meter counts any conversation matched to an intent, whether the bot resolves it or escalates it, so you pay for handoffs as well as resolutions
- The CSM AI agent's $1 per resolution is a separate meter from that virtual service agent charge
- Voice AI carries no price on any page we read
- What it can't do: Agent Studio mentions configurable "actions" but the pages list none, and nothing shows the AI cancelling, refunding or editing an order
Before you commit
- You are buying a Service Collection licence, including alerts, on-call, change management and asset tooling that a customer support team mostly won't use
- Not HIPAA compliant, by Atlassian's own statement
- No uptime SLA on Free or Standard
- Support on the Free plan is through Atlassian Community only
- Atlassian's pages disagree on Free: the pricing FAQ says CSM is included with Standard and Premium, while the Free plan lists "apps for service management and customer service" and the CSM page says "Get it free". Confirm CSM is actually on the plan you trial
- Voice is marketed on the CSM page, but no plan on the pricing page lists voice or Voice AI. Ask which tier includes it and what it costs before you route a phone line to it
- In our experience, Jira-based desks need someone who owns request types, workflows and automation. If nobody on the team wants that job, the configuration drifts within a quarter (opinion, not a sourced fact)
Who should buy it, and who should skip it
Who should buy
- Software and SaaS companies where a real share of tickets turn into bugs or feature requests in Jira
- Teams already on Jira Service Management who are willing to upgrade to Service Collection. CSM comes with that upgrade, one agent licence covers both apps, and Atlassian says CSM is not charged separately. Price the upgrade before you assume it is free
- Support orgs that want customer feedback going straight to product teams that already work in Jira
Who should skip it
- Shopify and DTC brands whose tickets are mostly about orders: nothing we read shows order data in the ticket or AI that can change an order
- Healthcare sellers or anyone else who needs HIPAA
- Small teams with nobody to administer Jira-style workflows
- Buyers who need the full AI and voice bill in writing before signing
How we checked this
Everything here was read from Atlassian's own pages on 2026-10-06: the Customer Service Management page and the Service Collection pricing page. The CSM-specific pricing URL and atlassian.com/pricing both returned 404, so all plan detail comes from the Service Collection page. That page draws per-agent prices with a team-size calculator and a monthly/annual toggle. On a recheck on 2026-10-12, the rendered page and its schema.org offers showed Standard at $20 and Premium at $51.42 per agent per month on monthly billing at the calculator's default 75-agent team size, and $19,700 and $51,000 a year on annual billing for 51 to 100 agents. The $1 per resolution AI agent price comes from the same page's comparison table. We did not read the AI Agent Resolutions documentation, Atlassian's status page, or a source for HQ and founding year, and we make no claims from them. No review-site text was used.
