Puzzel Case Management Review
Ticketing add-on to Puzzel's cloud contact centre for email, SMS and API requests.

Puzzel Case Management is the ticketing module inside Puzzel's contact centre platform, which Puzzel sells to European service teams in retail, travel, energy, banking, insurance and the public sector. It takes email, SMS and API-fed requests and routes them by agent skill. On Puzzel's own pricing page it is an add-on to all three contact centre packages, so it is a module you add to a phone-centred contact centre, not a standalone help desk you can sign up for.

Points against
Tick what describes you. We'll weigh it against this review.
What it does
- Ticketing for email, SMS and API integrations, with categorisation, prioritisation and tagging (product page)
- Skill-based routing sends each case to the agents whose skills match it
- Agent View: a work queue that tells each agent what to pick up next, with filtering and classification
- Control Centre: managers view, route and report on inbound ticket queues from one screen, and can change routing in real time during a surge
- Automated workflows built from inbound rules and events. These are rules, not AI, and the product page claims no AI features for the ticketing itself
- Sits in the same platform as Puzzel's voice, chat, workforce management and AI products (packages page)
- Missing: the Case Management page does not list live chat, social DMs or WhatsApp as case channels, and names no ecommerce integration. No order lookup, no Shopify, nothing about refunds or order edits
Pricing at a glance
- No figures are published anywhere we read. Every price below is contact sales, and the billing basis (per agent, per ticket, monthly or annual) is not stated
- Resolve: contact sales, billing basis not published. Pitched at teams "upgrading from PBX systems or running voice-based contact centres"
- Impress: contact sales, billing basis not published. Labelled "Most popular!"
- Power: contact sales, billing basis not published. Adds workforce management and stronger manager tooling
- Case Management: listed as an add-on on Resolve, Impress and Power, contact sales, billing basis not published
- The pages offer "Book a demo" and "Request a quote". We found no free plan, no trial and no self-serve signup
AI pricing
- Not published. Co-Pilot, Live Summary, Virtual Agent Suite, Conversational Intelligence and Quality Management each show as an add-on in the package grid, with no price or meter
- The Case Management page claims no AI for tickets themselves: no suggested replies, no auto-tagging by model, no AI resolution. Automation means rules you write
- Ask sales whether the Virtual Agent Suite's email agent works inside Case Management tickets or only in the separate email channel. The pages do not say
Before you commit
- You are buying a contact centre first. Case Management shows only as an add-on to a package, and neither page says whether it can be bought alone. Get that in writing before the demo turns into a scoping call
- Two kinds of email: the packages list "Email" as a channel on Impress and Power, and Case Management as a separate add-on. Neither page explains which one you need for ticketed email, so ask
- Chat is in the packages but not on the Case Management channel list. If chat conversations do not turn into cases, you end up running two queues
- The pricing page's own package cards are unreliable. The Impress card is headed "Resolve plan includes", and the Resolve card lists AI Co-Pilot and Virtual Agent Suite as included when the grid marks them as add-ons. Confirm the inclusions in the quote, not from the page
- Integrations, security certifications, data residency and uptime were not verified for this review. Puzzel links a Trust Centre and an EU data sovereignty report, but we did not read either
Who should buy it, and who should skip it
Who should buy
- European contact centres already on Puzzel voice that want email and SMS cases handled on the same platform and in the same reporting
- Operations that already route by skill (language, product line, account tier) and want email to follow the same rules as calls
- Teams whose volume swings hard and who need a supervisor to change routing in real time, not file a request with an admin
Who should skip it
- Shopify and DTC brands. No ecommerce integration is named, and no agent can touch an order from the ticket. Most of your queue is "where is my order", and this tool does not answer it
- Small teams that want to see a price, start a trial and be live this week
- Chat- and social-first brands, until Puzzel confirms those channels land in Case Management
- Anyone who wants AI to draft or resolve tickets out of the box. Here that means extra add-ons at unpublished prices
How we checked this
On 2026-10-07 we read Puzzel's Case Management product page (https://www.puzzel.com/products/case-management) and its packages and pricing page (https://www.puzzel.com/pricing/). The pricing page shows no figures, only package names, a feature grid and a quote form, so we publish no prices and treat every tier as contact sales. If Puzzel sells this module at a list price, we need a screenshot of the rendered quote or pricing page before we print one. A Case Management pricing URL (https://www.puzzel.com/products/case-management/pricing/) does not lead to a pricing page: on 2026-10-12 it redirected to the Puzzel blog. The pricing page contradicts itself: the Impress card carries the Resolve heading, and the package cards list as included some items the grid marks as add-ons. We recorded the conflict rather than picking a reading. We could not read Puzzel's help centre, integrations directory, Trust Centre or status page for this version, so integrations, security, data residency, uptime, headquarters and founding year are unverified here. No review-site text was used.
